I had booked a non-refundable rate and was fully aware of this. The day before departure, however, my husband had a serious accident that made it physically impossible for me to leave. I contacted the hotel to explain what had happened, and the receptionist initially told me they were willing to cancel. Only later, seeing that the reservation was still active, did I call back and was told that the manager had not authorized the cancellation. I don't dispute the terms of the rate: I dispute the quality of the assistance and, above all, the total lack of sensitivity demonstrated in the handling of an exceptional circumstance. From a large and well-established hotel chain like Holiday Inn, I would have expected not necessarily a "due" refund, but rather the ability to assess a serious, sudden, and documentable impediment with a minimum of flexibility and compassion. It is precisely in situations like this that the difference between merely bureaucratic management and true customer service should emerge. And I'd like to add a point: if the work of providing assistance is simply reduced to applying a rule and communicating a refusal, without any ability to understand the context or manage an exceptional human situation with empathy, it becomes difficult to understand what added value there is in interacting with a person compared to an automated system. Empathy should be precisely what distinguishes human assistance from an algorithm. In this experience, unfortunately, I haven't found it. ### B Bianchi a week ago · 2.0/5 Chosen for the convenience of parking and the lack of other similar options at the same price, I can say that I was only impressed by the helpfulness of the reception staff at check-in.
